how can you make customer support more efficient without scaling headcount? hot take it is not a people problem.

here is what was actually happening. support would resolve a ticket. great. but CS had no idea it happened. so three weeks later the same customer gets on a renewal call and flags the exact same issue and our CSM is sitting there with zero context looking like we never solved anything. customer is frustrated. CSM is embarrassed. support team did the work and got none of the credit. we spent like six months convinced we needed to hire more support people. tickets piling up, response times going sideways, team completely fried. every week someone was like we just need more hands. turns out we did not need more hands. we needed to stop making our existing people do the same work twice. we were not understaffed. we were completely siloed. the hot take i will die on is that most support scaling problems are not headcount problems they are systems problems. you keep hiring people to fill a gap that is actually just information not flowing where it needs to go. what changed for us was getting everyone looking at the same customer record at the same time. not two tools with an integration that kind of works. actually the same place. ticket history, health signals, renewal context, all of it visible to everyone handling that account. close rate on tickets went up. response times went down. team stopped being burned out from reinvestigating things that had already been solved.
