Hilton approved my brother’s identical Price Match claim but denied mine after waiting until the competing rate changed
I’m adding my experience to the growing number of Hilton Price Match Guarantee complaints because my brother and I submitted identical claims on the same day and Hilton approved his while denying mine.
Both of us had an uphill battle involving hours on the phone with representatives repeatedly misdirecting us. One thing everyone should know:
There are no supervisors in the Price Match department.
A Price Match rep told me they are trained to route supervisor requests to Guest Assistance, despite knowing that department has no authority over Price Match claims. Guest Assistance will assure you they're transferring you back to a "Price Match Supervisor" but you'll end up waiting on hold for hours only to start back at square one with a general Price Match rep. One finally told me I'd continue being transferred in circles or just hung up on.
Here is how customer support has handled my claim:
- Denial 1: The first representative located and verified the competing rate but denied the claim because Hilton collected a resort fee at booking while Super.com listed it as payable at the hotel.
- Objection: Hilton’s own Price Match terms state: “Mandatory fees billed by the hotel such as resort or destination fees are also excluded for the purpose of price comparisons.” The room, dates, occupancy, and cancellation policy were identical. The resort fee is separated from the rate on Hilton's confirmation page and both rates required full rate and taxes to be paid at time of booking.
- Denial 2: I called back and explained this to the next representative. They agreed that it wasn't an issues but then denied me because although they could see a lower competing rate, it wasn't the exact amount I'd given them.
- Objection: AGAIN Hilton's own terms clearly state the price they find may be different from the price "submitted", so I did not understand why seeing an even lower matching rate became grounds for denial. I'm guessing they conveniently apply this in instances where they find a higher price and get to charge more.
- Denial 3: Another Price Match representative located the rate and agreed the terms matched, but said that their computer was flagging the resort-fee timing and wouldn't allow them to process it "even though they wanted to." I went over the terms and they agreed but said there literally was nothing they could do due to the system blocking them.
- Objection: My claim was literally validated at this point. It should have been processed. A higher up representative should be able to review the case and assist but the rep wouldn't offer any such review. When I asked for a supervisor, I was transferred to Guest Assistance who said they don't have any authority over Price Match, just complaints about hotel staff. They promised to transfer me to a Price Match supervisor, but instead sent me back to a general Price Match representative. Reps would repeatedly lie about who they were connecting me to, consuming over eight hours without ever reaching someone authorized to review the claim I had been told was valid. The whole thing felt like it was set up to exhaust customers until they give up!
- Eventually, I reached a higher department where a Hilton rep named Josh reviewed the rate, again told me my claim qualified, and assured me it would be processed correctly by the email team 24 hours after submitting an online claim form.
- Denial 4: FIVE DAYS LATER Hilton responded via email denying the claim because Super.com no longer had a matching nonrefundable option. In the interim I'd emailed them a screenshot of the original rate with all applicable details but they said, "approvals will be based on the rate we are able to verify at the time the claim is processed."
- Objection: Of course inventory had changed in five days. It's convenient that they waited to respond until the rates changed. When I submitted the claim, the rate was live and immediately bookable. Hilton representatives had already independently located and verified the rate by phone.
- Moreover, my brother received a call from Hilton Corporate Guest Relations two days after his claim submission. Hilton approved and booked his Price Match Guarantee (identical to mine) based off a screenshot he'd sent even though the nonrefundable rate was no longer available.
I have since replied with a more detailed explanation, the screenshot, and a copy of my brother's confirmation. That was almost three days ago and I have yet to receive any sort of response.
I've been a longtime Hilton Honors member always raved about their service. This booking is for a special two-night stay to celebrate my husband’s and my tenth anniversary. We've been saving up for years. Because of this whole ordeal, I lost the opportunity to even book the competing rate and prices have increased $400. That is real financial harm caused by Hilton’s process, not merely frustration over a denied claim.
There has to be some protection. The repeated transfers, contradictory explanations, and lack of any real escalation path have made the advertised guarantee feel practically impossible to enforce. If there was no harm done it would be frustrating enough, but by offering this Price Match Guarantee, customers will often wait to actually book that lower competitor's rate we found to hear back from Hilton and end up losing out.
